What it is about.

A phone line at this volume is not a customer service channel, it is a queue with hold music and one person at the end of it in tears. The episode is honest that the decision was made for capacity reasons first and defended on principle afterwards.

What replaced it is a written channel that goes to a person, gets read, and gets answered — with a median response time that is published and occasionally embarrassing.

The most interesting fifteen minutes are about the people for whom a written channel genuinely does not work, and what a business owes them.
